Min Ishiwatari, granddaughter of Hoppy Beverage Co.’s founder, (front) wanted to improve Hoppy’s brand image but most staff didn’t want to change. “I tried to take a new marketing approach to change the image of Hoppy…but no one would listen to me.” She improved Hoppy’s popularity with limited support and budget. Most employees who opposed Ishiwatari’s changes have since left the company.

Restraining Forces (Resistance to Change) Many forms of resistance e.g., complaints, absenteeism, passive noncompliance View resistance as a resource Symptoms of deeper problems in the change process A form of constructive conflict -- may improve decisions in the change process A form of voice – helps procedural justice • Many forms of resistance – complaints, overt work stoppages, passive noncompliance • Subtle resistance is much more common than overt resistance – more difficult to address because not as obvious • View resistance as a resource (vs. impediment to change) 1. Discussion of Team Exercise 15.2 Strategic Change Incidents

Scenario #1: “Latté Troubles” Refers to Starbucks, which suffered from the financial downturn and competition, resulting in closing 900 stores and laying off staff. Chairman Howard Schultz lamented that aggressive growth had led to “a watering down of the Starbucks experience.” Shultz stepped back into the CEO role with an agenda for change. Refers to Starbucks which faced desperate times during the financial downturn. 900 stories and thousands of jobs had been recently cut, stock prices continued to set new 52-week lows, the “$4 latte” faced pressure from competitors such as McDonalds (and Tim Hortons) and in an infamous leaked memo, Chairman Howard Schultz lamented that the company’s aggressive growth had led to “a watering down of the Starbucks experience.” Shultz stepped back into the CEO role with an agenda for change. As Starbucks celebrated its 40th birthday in 2011, profits and share price have bounced back and Schultz is being heralded for transforming the organization.

Starbucks’ Change Strategy Schultz publicly apologized to employees for “letting our people down”; stated his commitment to transform the company. Sought customer feedback. Specially trained employees (“idea partners”) hosted conversations and act as advocates for customers’ suggestions. Introduced new products and quality control processes. Empowered employees to design better Starbucks experience. • During his first week as returning CEO, Howard Schultz publicly apologized to everyone in the company for “letting our people down” and shared a commitment to transform the ailing organization • Started asking customers “How can we do better?” e.g. added 48 specially trained employees called “idea partners” who host conversations and act as advocates for customers’ suggestions; launched http://mystarbucksidea.force.com/ • Introduction of many new products • Introduction of standardized processes e.g. six-step process to brew coffee to ensure quality and consistency • Extensive re-focus on creating the coffeehouse experience valued by customers e.g. employee groups given a budget and left on their own to present a design “If you were going to open a store to compete with Starbucks, how would you do it?”

Scenario #2: “Greener Telco” Scenario #2 refers to Bell Canada’s Zero Waste program, which successfully changed employee behavior by altering the causes of those behaviors. Pilot project in Toronto – 12 floor building of 1000 staff reduced waste from 1800 lb per day to just 75 lb per day within 3 years.
